What it covers
Routing is more than assignment. A complete routing design specifies the rule order, the fallback owner, availability handling, out-of-hours behaviour, duplicate handling and the escalation that fires when the response standard is breached.
Example
A lead arrives from a paid campaign at 21:40. The rules check for an existing account match, then territory, then rotation. The lead is assigned to the rep on the regional rota, an acknowledgement is sent stating the next working window, and a task is queued for 09:00. If no contact is logged by 09:15, the rep is reminded; by 09:30 their manager is notified.
Where it matters
- Unowned records have no clock and no accountability, which is why routing precedes any follow-up coaching.
- Availability handling is the most common silent leak: rotations that do not skip absent reps quietly bury leads.
- Duplicate leads must route to the existing owner rather than creating a parallel conversation.
